The Business Challenge

NICE had everything a premium home retailer should have—high-quality products, sophisticated design services, and a loyal customer base. What it lacked was a brand and customer experience that reflected that quality.

Following stakeholder interviews, one disconnect became immediately apparent. Leadership described NICE as the Saudi equivalent of premium lifestyle brands like Williams Sonoma or Restoration Hardware, but the customer experience told a very different story.

The gap between perception and reality wasn't just a branding issue—it was limiting the company's ability to compete in the premium market.

“We need to look as good as our products.”

The Customer Reality

Customers weren't looking for low prices; they were looking for inspiration, confidence, and beautifully designed living spaces. Saudi consumers—particularly younger homeowners and families—expected a modern omnichannel experience that made discovering products, exploring ideas, and purchasing online fast, intuitive, and enjoyable.

They also valued personalized design services. Ironically, NICE already offered those services—they simply weren't visible.

Customers who found NICE's products were delighted with the quality. The challenge was helping more customers discover everything the brand could offer.

The Strategic Opportunity

Improving usability alone would not solve the problem. The customer experience and the brand needed to evolve together. Without a stronger premium brand position, every UX improvement would continue fighting against existing customer perceptions.

The encouraging news was that customers already trusted NICE once they experienced it. Loyalty was high, and product quality exceeded expectations. The opportunity wasn't to reinvent the business—it was to create a brand worthy of it.

The question became simple: How much growth was being limited by perception alone?


The Transformation

Improving the customer experience was straightforward. The existing site suffered from many of the common issues found in large-scale eCommerce platforms: fragmented information architecture, unnecessary friction throughout the shopping journey, and inconsistent support for both product discovery and purchase. These challenges could be addressed through established UX principles.

The larger challenge was organizational—helping leadership recognize that the company's greatest constraint wasn't product quality, but perception.

For NICE to compete as a premium lifestyle retailer, its branding had to communicate the same level of quality already present in its products and services. That meant elevating the entire customer experience—from brand positioning and messaging to navigation, merchandising, and the visibility of its in-home design services.

The objective wasn't simply to modernize the experience; it was to align perception with reality.

Leadership Insight

One of the hardest conversations a creative leader can have is telling an organization that its biggest obstacle isn't its product—it's how customers perceive its brand. That conversation is rarely comfortable. Branding is personal, but avoiding it carries a much greater cost.

This project reinforced an important principle: Growth is often constrained less by capability than by perception.

Sometimes the greatest opportunity isn't building something new—it's helping customers finally see the value that's been there all along.
